En particulier, comment \u00e9voluent leurs souhaits et leurs usages en mati\u00e8re de services num\u00e9riques\u00a0?<\/h2><\/div><\/div><\/div><\/div><\/section>\n\n\n\n<section class=\"wp-block-cg-blocks-group undefined section section--article-content\"><div class=\"article-main-content\"><div class=\"container\"><div class=\"row\"><div class=\"col-12 col-md-11 col-lg-10 offset-md-1 offset-lg-1\"><div class=\"article-text article-quote-text\">\n<p>L&#8217;\u00e9tude annuelle \u00ab&nbsp;<strong>Exp\u00e9rience client et services num\u00e9riques dans l\u2019assurance&nbsp;\u00bb<\/strong> a \u00e9t\u00e9 r\u00e9alis\u00e9e en d\u00e9cembre 2023 par Innovation Assurance\/Next Content, en partenariat avec Capgemini Invent et Innovation&amp;trust, la digital factory de Tessi, aupr\u00e8s de 1015 personnes \u00e2g\u00e9es de 18 \u00e0 85 ans, \u00e9quip\u00e9es \u00e0 plus de 90% de contrats d\u2019assurance Auto, MRH et Sant\u00e9.<\/p>\n\n\n\n<p>Le premier enseignement de cette enqu\u00eate est l\u2019attention grandissante port\u00e9e au prix. Plus d\u2019un tiers des sond\u00e9s anticipent une augmentation significative des tarifs, tout particuli\u00e8rement pour les contrats Sant\u00e9 (43&nbsp;%). En forte hausse par rapport \u00e0 l\u2019ann\u00e9e pr\u00e9c\u00e9dente (+ 13 % en moyenne sur les trois domaines Auto, MRH et Sant\u00e9), cette pr\u00e9occupation justifi\u00e9e \u2013 les cotisations augmentent bel et bien \u2013 pousse les assur\u00e9s \u00e0 r\u00e9agir&nbsp;: les deux tiers des clients MRH et Sant\u00e9 ont acc\u00e9l\u00e9r\u00e9 la modification de leur contrat, ou une nouvelle souscription, pour en r\u00e9duire le co\u00fbt, et un quart d\u2019entre eux entend faire jouer la concurrence pour \u00e9ventuellement changer d\u2019assureur. Beaucoup seraient aussi pr\u00eats \u00e0 adopter de nouveaux comportements plus vertueux pour l\u2019environnement s\u2019ils en \u00e9taient r\u00e9compens\u00e9s\u00a0: rouler moins, lever le pied ou utiliser des pi\u00e8ces de r\u00e9emploi dans l\u2019Automobile\u00a0; r\u00e9aliser des travaux d\u2019entretien et de r\u00e9novation \u00e9nerg\u00e9tique dans l\u2019Habitation\u00a0; partager ses donn\u00e9es (36 % s\u2019y d\u00e9clarent favorables contre 27 % oppos\u00e9s), utiliser des applications de sant\u00e9 connect\u00e9e (55 % des propri\u00e9taires de smartphone le font d\u00e9j\u00e0) ou s\u2019inscrire \u00e0 des programmes de pr\u00e9vention. Ces formules incitatives ne sont pas nouvelles, mais elles trouvent aujourd\u2019hui un \u00e9cho de plus en plus favorable, notamment aupr\u00e8s des plus jeunes.<br><br>Malgr\u00e9 leur tendance \u00e0 limiter les couvertures, les clients gardent paradoxalement de l\u2019app\u00e9tence pour des services additionnels\u00a0: conseils pratiques, pr\u00e9vention, information, accompagnement, interm\u00e9diation\u2026 Ils sont ainsi 38 % \u00e0 se d\u00e9clarer int\u00e9ress\u00e9s par des conseils sur la performance \u00e9nerg\u00e9tique de leur logement\u00a0; respectivement 34 % et 32 % par des informations sur la pr\u00e9vention des risques habitation et automobile\u00a0; 48 % par une s\u00e9lection de professionnels du b\u00e2timent\u00a0; 42 % par des services de diagnostic \u00e9nerg\u00e9tique, ou encore 32 % par des services d\u2019aide \u00e0 domicile. M\u00eame si ce ne sont pas forc\u00e9ment les m\u00eames clients qui s\u2019expriment, ces deux tendances du moindre co\u00fbt et des services compl\u00e9mentaires ne sont peut-\u00eatre pas aussi antinomiques qu\u2019elles paraissent. Elles dessinent l\u2019une et l\u2019autre des approches diff\u00e9rentes de clients plut\u00f4t en qu\u00eate d\u2019expertise et de conseil et d\u2019autres en chasse de simplification et de rapport qualit\u00e9 prix.<br>En raisonnant ainsi de fa\u00e7on globale, au-del\u00e0 de la seule question de l\u2019inflation, les clients d\u00e9veloppent une app\u00e9tence pour des contrats innovants, qui leur permettent de nouveaux arbitrages entre prix, couverture et services. Si cela cr\u00e9e sans doute un espace pour des moins ch\u00e8res, cela ne tire pas n\u00e9cessairement le march\u00e9 vers le bas\u00a0: l\u2019enjeu est surtout de se r\u00e9inventer autour de nouvelles propositions de valeur (tout en maintenant sa rentabilit\u00e9\u00a0!).<\/p><div class=\"bg-color video-align-right\"><div class=\"container\"><div class=\"row video-align-left\"><div class=\"col-md-12\"><div class=\"video-align-left row box box--4 box--mini\"><div class=\"col-md-3\"><\/div><div class=\"col-md-8 box-img-wrapper\"><div class=\"video-box\"><\/div><\/div><\/div><\/div><\/div><\/div><\/div><div class=\"content-more\"><\/div><\/div><\/div><\/div><\/div>\n\n\n\n<div class=\"wp-block-cg-blocks-card-howwedoit expanders\"><div class=\"box card-regulated-agreements card-howwedoit\"><div class=\"expander-box filter-box tag-active \"><div class=\"expander-title\" tabindex=\"0\" role=\"button\" aria-pressed=\"false\" aria-expanded=\"false\"><h4><em>La place pr\u00e9pond\u00e9rante du num\u00e9rique<\/em><\/h4><\/div><div class=\"expander-subtitle\"><h5>Dans cette \u00e9quation, le num\u00e9rique occupe une place pr\u00e9pond\u00e9rante, car les assur\u00e9s y voient la possibilit\u00e9 d\u2019\u00eatre plus autonomes et de r\u00e9duire les co\u00fbts en se chargeant eux-m\u00eames d\u2019un certain nombre d\u2019op\u00e9rations d\u00e9mat\u00e9rialis\u00e9es.<\/h5><\/div><div class=\"expander-content\"><p>En moyenne, un quart se dit ainsi certain de choisir une assurance reposant sur davantage de self-care. Quant \u00e0 la qualit\u00e9 des services en ligne, elle constitue d\u00e9sormais un facteur essentiel de fid\u00e9lisation comme d\u2019acquisition, 70 % des sond\u00e9s (et m\u00eame 80 % de ceux qui ont chang\u00e9 d\u2019assureur) la jugeant importante dans leur choix. Ceci doit r\u00e9sonner comme un avertissement pour les assureurs traditionnels\u00a0: dans un environnement o\u00f9 les clients sont de plus en plus volatils et port\u00e9s \u00e0 comparer, il est imp\u00e9ratif d\u2019\u00eatre au niveau sur le digital.<br>\u00a0<br>En la mati\u00e8re, la demande porte essentiellement sur le d\u00e9but du cycle de vie du contrat (prise d\u2019information, comparateurs, et demande de devis), et sur les op\u00e9rations administratives courantes (suivi des d\u00e9marches et des remboursements, justificatifs et attestations). En revanche, une majorit\u00e9 de clients privil\u00e9gie le contact avec un conseiller au moment cl\u00e9 de la souscription, et une moiti\u00e9 d\u2019entre eux pour la d\u00e9claration de sinistre. Il n\u2019y a donc pas un culte du \u00ab\u00a0full digital\u00a0\u00bb, mais plut\u00f4t une vision pragmatique partag\u00e9e entre\u00a0la technologie, quand elle est utile et qu\u2019il est possible de se d\u00e9brouiller seul,\u00a0et l\u2019humain, quand la situation est plus complexe et qu\u2019elle n\u00e9cessite des conseils, des explications et des d\u00e9cisions importantes.<br><\/p><div class=\"bg-color video-align-right\"><div class=\"container\"><div class=\"row video-align-left\"><div class=\"col-md-12\"><div class=\"video-align-left row box box--4 box--mini\"><div class=\"col-md-3\"><\/div><div class=\"col-md-8 box-img-wrapper\"><div class=\"video-box\"><\/div><\/div><\/div><\/div><\/div><\/div><\/div><div class=\"content-more\"><\/div><\/div><\/div><\/div><\/div>\n\n\n\n<div class=\"wp-block-cg-blocks-card-howwedoit expanders\"><div class=\"box card-regulated-agreements card-howwedoit\"><div class=\"expander-box filter-box tag-active \"><div class=\"expander-title\" tabindex=\"0\" role=\"button\" aria-pressed=\"false\" aria-expanded=\"false\"><h4><em>Des exp\u00e9riences hybrides et omnicanales<\/em><\/h4><\/div><div class=\"expander-subtitle\"><h5>Pour les assureurs, cela doit se traduire par la mise en place de parcours et d\u2019exp\u00e9riences hybrides, omnicanaux, o\u00f9 les outils num\u00e9riques s\u2019inscrivent naturellement dans le quotidien.<\/h5><\/div><div class=\"expander-content\"><p>C\u2019est le cas des applications mobiles, en passe de devenir un incontournable de l\u2019exp\u00e9rience client. Alors que certains assureurs les avaient un temps d\u00e9laiss\u00e9es, leur succ\u00e8s croissant \u2013 la moiti\u00e9 des assur\u00e9s en ont t\u00e9l\u00e9charg\u00e9 et deux sur trois s\u2019en servent au moins une fois par mois \u2013 tient au taux d\u2019\u00e9quipement \u00e9lev\u00e9 en smartphones, \u00e0 des pratiques d\u00e9sormais pass\u00e9es dans les m\u0153urs, mais aussi au fait qu\u2019elles se pr\u00eatent id\u00e9alement aux demandes prioritaires en mati\u00e8re de digitalisation (suivi, notifications de remboursements, scan de justificatifs\u2026). De m\u00eame, si elle n\u2019a encore \u00e9t\u00e9 utilis\u00e9e que par 12 % des assur\u00e9s, la visio appara\u00eet \u00e0 46 % d\u2019entre eux comme une bonne id\u00e9e pour d\u00e9clarer les sinistres.<br>\u00a0<br>Pour identifier plus pr\u00e9cis\u00e9ment les am\u00e9liorations qu\u2019attendent les clients au niveau de leurs d\u00e9marches et de leurs \u00e9changes avec leurs assureurs, quatre propositions leur ont \u00e9t\u00e9 soumises. Les r\u00e9sultats confirment le d\u00e9sir d\u2019une offre digitale centr\u00e9e sur les besoins et la praticit\u00e9, avec, en t\u00eate, la simplification des d\u00e9marches sur Internet (pour 22 %), devant la signature \u00e9lectronique et le z\u00e9ro-papier (20 %), et enfin la possibilit\u00e9 de r\u00e9aliser des d\u00e9marches importantes totalement en ligne (15 %) comme l\u2019automatisation des r\u00e9ponses pour acc\u00e9l\u00e9rer les proc\u00e9dures.<\/p><div class=\"bg-color video-align-right\"><div class=\"container\"><div class=\"row video-align-left\"><div class=\"col-md-12\"><div class=\"video-align-left row box box--4 box--mini\"><div class=\"col-md-3\"><\/div><div class=\"col-md-8 box-img-wrapper\"><div class=\"video-box\"><\/div><\/div><\/div><\/div><\/div><\/div><\/div><div class=\"content-more\"><\/div><\/div><\/div><\/div><\/div>\n\n\n\n<div class=\"wp-block-cg-blocks-card-howwedoit expanders\"><div class=\"box card-regulated-agreements card-howwedoit\"><div class=\"expander-box filter-box tag-active \"><div class=\"expander-title\" tabindex=\"0\" role=\"button\" aria-pressed=\"false\" aria-expanded=\"false\"><h4>L&#8217;IA \u00e0 l&#8217;horizon<\/h4><\/div><div class=\"expander-subtitle\"><h5>Pour finir, l\u2019enqu\u00eate s\u2019est int\u00e9ress\u00e9e \u00e0 l\u2019intelligence artificielle (IA), sans aucun doute destin\u00e9e \u00e0 profond\u00e9ment remodeler l\u2019exp\u00e9rience client.<\/h5><\/div><div class=\"expander-content\"><p>\u00c9tant donn\u00e9 la jeunesse de la technologie, les chiffres sont tr\u00e8s encourageants et m\u00eame surprenants de maturit\u00e9. 27 % des clients ont d\u00e9j\u00e0 \u00e9chang\u00e9 avec un chatbot, 70 % s\u2019y d\u00e9clarent pr\u00eats pour des op\u00e9rations simples et 29 % estiment que l\u2019IA pourra efficacement se substituer au conseiller (m\u00eame si 37 % jugent que rien ne pourra remplacer l\u2019humain). Plus d\u2019un tiers a m\u00eame d\u00e9j\u00e0 test\u00e9 ChatGPT et pr\u00e8s d\u2019un quart cr\u00e9\u00e9 des contenus avec une IA g\u00e9n\u00e9rative, dont ils anticipent les cas d\u2019usage susceptibles de les int\u00e9resser\u00a0: mieux comprendre les garanties et les couvertures des contrats (71 %), trouver un produit adapt\u00e9 (70 %) et d\u00e9clarer un sinistre (59 %).<\/p><div class=\"bg-color video-align-right\"><div class=\"container\"><div class=\"row video-align-left\"><div class=\"col-md-12\"><div class=\"video-align-left row box box--4 box--mini\"><div class=\"col-md-3\"><\/div><div class=\"col-md-8 box-img-wrapper\"><div class=\"video-box\"><\/div><\/div><\/div><\/div><\/div><\/div><\/div><div class=\"content-more\"><\/div><\/div><\/div><\/div><\/div>\n<\/div><\/div><\/section>\n\n\n\n<p>Au terme de cette enqu\u00eate, il appara\u00eet que le contexte inflationniste incite les assur\u00e9s \u00e0 r\u00e9viser leurs contrats pour rechercher des tarifs et des couvertures plus ajust\u00e9s \u00e0 leurs besoins, quitte \u00e0 prendre leur part en faisant \u00e9voluer leurs comportements. Derri\u00e8re cette pr\u00e9occupation \u00e9conomique, se profile cependant une remise en question plus profonde de la proposition de valeur des assureurs. Vecteur de nouveaux services et d\u2019une exp\u00e9rience omnicanale tourn\u00e9e vers la simplicit\u00e9, le num\u00e9rique s\u2019impose de plus en plus comme l\u2019instrument incontournable de cette transformation et un levier incontournable d\u2019acquisition et de r\u00e9tention des clients.<\/p>\n\n\n\n<div class=\"wp-block-buttons is-content-justification-center is-layout-flex
