Desde este espacio compartiremos con vosotros reflexiones y tendencias sobre un tema tan apasionante y controvertido como este.<\/p>\n\n\n\n<p>Nos parec\u00eda adecuado empezar con una pregunta fundamental, \u00bfcu\u00e1l es el valor que aporta realmente la Customer Experience?<\/p>\n\n\n\n<p>Wikipedia define Experiencia de Usuario como<em> \u201cel conjunto de factores y elementos relativos a la interacci\u00f3n del usuario, con un entorno o dispositivo concretos, cuyo resultado es la generaci\u00f3n de una percepci\u00f3n positiva o negativa de dicho servicio, producto o dispositivo<\/em>\u201c.<\/p>\n\n\n\n<p>Pero, \u00bfc\u00f3mo podemos medir el valor de una percepci\u00f3n?. Las percepciones no son cuantificables y si no son cuantificables s\u00f3lo podemos hablar de beneficios intangibles. Aqu\u00ed es donde aparece realmente el problema porque, como alguien dijo una vez, los beneficios intangibles no existen. En definitiva, no podemos demostrar el valor que aporta la Customer Experience desde una perspectiva de usuario basada en percepciones.<\/p>\n\n\n\n<p>En cambio, si tratamos de demostrar el valor de la perspectiva de una organizaci\u00f3n, ya sea un ente p\u00fablico o una empresa privada la situaci\u00f3n es muy diferente.<\/p>\n\n\n\n<p>Seamos claros, aportar valor s\u00f3lo puede significar dos cosas o una reducci\u00f3n de costes o un incremento de beneficios.<\/p>\n\n\n\n<p>Personalmente los proyectos de Customer Experience que m\u00e1s me atraen son aquellos que en realidad el cliente no los concibe como tales, sino que se enmarcan habitualmente en un programa de reducci\u00f3n de costes o en uno de incremento de beneficios. El reto est\u00e1 identificado desde el primer momento.<\/p>\n\n\n\n<p>Desde Capgemini hemos participado en varios proyectos en los que el objetivo de nuestro cliente era reducir llamadas a su call-center. En uno de los casos se trataba de mejorar la oficina virtual de una empresa energ\u00e9tica. Despu\u00e9s del proyecto la reducci\u00f3n de llamadas al call center fue superior al 20%. El ROI del proyecto para nuestro cliente fue indiscutible.<\/p>\n\n\n\n<p>\u00bfAporta entonces valor la Customer Experience? Por supuesto que s\u00ed, pero hay que tener una obsesi\u00f3n permanente por medirla de alguna manera, y no siempre es f\u00e1cil.<\/p>\n\n\n\n<p>En otro proyecto, dise\u00f1amos un sistema de informaci\u00f3n que sab\u00edamos que iba a tener m\u00e1s de 2000 usuarios. Cada usuario ten\u00eda que interactuar una media de 4 veces al mes, o dicho de otra manera no iba a ser un sistema de uso masivo para un usuario. Otro requerimiento es que la formaci\u00f3n a usuarios deb\u00eda ser en grupos de 40 personas y de no m\u00e1s de 2 horas de duraci\u00f3n. El sistema tiene varios a\u00f1os de vida y el n\u00famero medio de llamadas al call center es menor de 40 al mes. Adem\u00e1s este sistema es uno de sistemas corporativos mejor valorados por los usuarios. Nuestro cliente, una administraci\u00f3n auton\u00f3mica, ha reconocido el proyecto como uno de los m\u00e1s innovadores que ha realizado en los \u00faltimos tiempos.<\/p>\n\n\n\n<p>Tambi\u00e9n tenemos historias de \u00e9xito para sistemas B2B y B2C, en los que nuestro cliente ha conseguido incrementar el n\u00famero de pedidos en tasas superiores al 80%.<\/p>\n\n\n\n<p>Pero, \u00bfcu\u00e1l es el secreto del \u00e9xito de estos proyectos?. Haber sido capaces de situar al usuario o cliente en el centro, o dicho de otra manera haber utilizado metodolog\u00eda de Dise\u00f1o Centrado en el Usuario. En los tres casos entrevistamos a usuarios\/clientes para identificar sus necesidades, motivaciones y expectativas. Esto lo hicimos antes de la fase de conceptualizaci\u00f3n. Pero es que una vez preparados los prototipos volvimos involucrar a usuarios\/clientes, en la fase de test de usabilidad. La participaci\u00f3n de usuarios\/clientes en este tipo de proyectos es imprescindible si queremos garantizar el \u00e9xito de los mismos.<\/p>\n\n\n\n<p>En definitiva, cuando hablamos de Customer Experience no estamos en el mundo del me gusta o no me gusta, estamos en el mundo del funciona o no funciona. Tenemos que ser capaces de demostrar que funciona y si esto es as\u00ed, significa que seremos capaces de constatar el alt\u00edsimo valor que la Customer Experience aporta a las
